Customer Centricity: Theoretical Foundations and Implementation

  • Unternehmen stehen im Kontext der Digitalisierung vor der Herausforderung,Kunden fortlaufend von sich zu überzeugen und zu loyalen Käufern zu machen. Das Konzept Customer Centricity setzt an diesem Punkt an, in dem es die langfristigeSteigerung der Kundenbindung, durch eine ganzheitliche Ausrichtung der Unternehmensaktivitäten auf den Kunden, zum Ziel hat. Als Schlagwort taucht Customer Centricity entsprechend verstärkt in aktuellen Beiträgen auf, in der Literatur existiert bisher jedoch kein einheitliches Konzept zu diesem Themenkomplex. Der vorliegende Beitrag hat sich zum Ziel gesetzt, dies zu ändern und dafür den derzeitigen Stand der Literatur analysiert und daraus einen Bezugsrahmen sowie einen Implementierungsprozess abgeleitet. Um Customer Centricity als Leitbild nutzen zu können, müssen zunächst die entsprechenden Voraussetzungen geschaffen werden. Diese liegen in der Anpassung von Unternehmensstrukturen, -systemen und -kulturen. Darauf aufbauend können die dreiUnternehmen stehen im Kontext der Digitalisierung vor der Herausforderung,Kunden fortlaufend von sich zu überzeugen und zu loyalen Käufern zu machen. Um Customer Centricity als Leitbild nutzen zu können, müssen zunächst die entsprechenden Voraussetzungen geschaffen werden. Diese liegen in der Anpassung von Unternehmensstrukturen, -systemen und -kulturen. Darauf aufbauend können die drei konzeptionellen Bausteinedes Konstrukts angewendet werden: Customer Relationship Management (CRM), Customer Journey Management (CJM) sowie Customer Experience Management (CEM). Die Konstrukte verfolgen jeweils eine eigene Fragestellung und Zielsetzung, die es Unternehmen in der Summe ermöglichen, ihre wertvollsten Kundensegmente zu erkennen und diese, entsprechend ihrer Verortung im Kundenbeziehungszyklus, individuell über affine Kontaktpunkte mit relevanten Inhalten anzusprechen. Das CEM widmet sich in diesem Zusammenhang zunächst derFrage, wen das Unternehmen ansprechen soll und segmentiert vorliegende Kundendaten, um für die wichtigsten Segmente Persona Profile zu entwickeln. Das CJM knüpft daran an und analysiert, welche Kontaktpunkte entlang des Kaufprozesses von den selektierten Personasgenutzt werden. Weiterführend werden diesen Kontaktpunkten mittels des CEM relevante Inhalte zugeordnet.   • In the context of digitalisation companies face the challenge to convince customers of their superiority continuously to turn them into loyal buyers and users. The concept of customer centricitycaters to this challenge by providing a concept aiming at increasing customer loyalty and retention through focussing all of a company’s activities on the customer. Customer centricity therefore is a common buzzword in current articles, still there is no theoreticallywell-founded concept found in academic literature. The objective of this contribution is to change this nuisance. To do so existing literature has been analysed which allowed the development of a theoretical framework as well as prototype for an implementationprocess. In order to use Customer Centricity as a general principal in an organization first the company´s structure, systems and culture have to be adapted accordingly. Each of the building blocks focuses on a specific problem and objective allowing the company to define its most valuable consumer segments,and address those individually at affine communication touchpoints with relevant content. CRM first focuses on the question of whom a company should address by analysing existing customer data, defining segments and creating persona profiles for the most importantcustomer segments. CJM then makes use of the persona profiles and defines the most effective and affine touchpoints along the purchase funnel for each segment. Based on the results from the previous steps CEM finally defines what kind of content is neededfor each persona with regard to the current funnel step.
